Customer experience problems don’t start and end with upset customers. Every interaction moves them toward either conflict or rapport. And a lack of empathy doesn't just weigh on customers. Service staff burn out quickly working with customers who regularly feel they need to head off bad customer service by subtly asserting power and coercion. But giving empathy doesn't have to mean making costly concessions or putting your company at legal risk taking blame for bad situations. Your staff can learn to acknowledge your customers' internal experience, to demonstrate that service staff hear customers and take them seriously without giving up power or falling into the trap of saying customers are always right or know better.
